A practical breakdown from someone who has been on both sides of this conversation.
I’ve spent years helping companies build and manage their customer support operations, and one question comes up more than almost any other: “How much is this going to cost us?”
The honest answer is: it depends. But that answer isn’t useful unless you understand what it depends on. So here is the breakdown I wish more companies had before they started the conversation.
The Four Pricing Models You’ll Actually Encounter
Flat rate. You pay a fixed monthly fee regardless of volume. Simple to budget for, but it only makes sense if your ticket volume is predictable and stable. If volume spikes and the provider hasn’t staffed for it, quality drops.
Per minute or per hour. You pay for actual time spent on your tickets. This model rewards efficiency on the provider’s side but can get expensive quickly during high-volume periods. Good for companies that want cost visibility tied directly to activity.
Shared agent model. Your tickets are handled by a pool of agents who also work for other clients. Lower cost, but agents know many products shallowly rather than knowing yours deeply. Works well for straightforward, high-volume, low-complexity support.
Dedicated agent model. A team works exclusively for you. Higher cost, but agents become genuine product experts and your customers notice the difference. Worth the premium for complex products, regulated industries, or high-value customer bases.
The Five Things That Actually Drive the Price
1. Where the team is located. Onshore teams in North America or Western Europe cost significantly more than offshore teams in regions like North Africa, Eastern Europe, or Southeast Asia. The tradeoff is not just cost. It is time zone alignment, language quality, and cultural familiarity with your customers.
2. What kind of support you need. Basic L1 support (password resets, order tracking, FAQ responses) costs far less than technical L2 or L3 support requiring deep product knowledge or system access. Be precise about your complexity level before comparing quotes.
3. Dedicated versus shared. As covered above, this is one of the biggest cost levers. Many companies start shared and move to dedicated as they scale.
4. Volume. More tickets mean more agents. This sounds obvious but companies often underestimate peak season demand and either overpay for capacity they don’t use or underprepare and suffer quality drops when volume spikes.
5. Add-ons. Multilingual capability, quality assurance, advanced integrations, analytics dashboards. Each of these adds to the base cost. Decide which ones actually matter for your customers before signing anything.
How to Get to a Number
The most practical approach I’ve seen is to start by calculating what your current support actually costs, including recruiting, training, tooling, management overhead, and attrition. Most companies discover that the true cost of in-house support is significantly higher than they thought. That baseline makes the outsourcing conversation much clearer.
From there, get quotes from at least three providers across different regions and models. The range will tell you as much as the numbers themselves.
